A member-owned bank modernised its calling with no net cost increase.

First Option Bank runs a small team against a large call volume. Their cloud PBX still worked, but it could not show them what was happening on the phones - and it could not meet the compliance bar a bank is held to. We moved them onto CC4Teams using the Microsoft licences they already paid for.

Background

Members would rather talk to a person.

First Option Bank is a member-owned financial institution with more than sixty years of history, operating across Melbourne and Sydney with a team of sixteen. Being member-owned changes what the phone system has to do: members are also the owners, and delivering accessible, high-quality service to them is the point of the organisation rather than a cost line to be minimised.

A large proportion of members prefer to speak to staff directly rather than self-serve, which puts phone-based communication at the centre of service delivery. Account questions, loan enquiries and anything needing a judgement call arrive by phone, and they arrive in volume - thousands of calls each month, handled by sixteen people across two cities.

That concentration of service into one channel raises the stakes on the technology behind it. For a regulated lender, reliable and compliant calling is not an IT preference - it is how member trust is maintained, how service standards are evidenced, and how obligations around call recording and record-keeping are met. A phone system that merely works is not the same as one that can be relied on and demonstrated.

The bank had also already committed to Microsoft Teams as its core communications platform. Staff were in it every day for chat, meetings and internal collaboration - which made the real question not whether to adopt something new, but why external calling was still happening somewhere else entirely.

The challenge

The PBX worked. That was all it did.

The bank's existing cloud-hosted PBX was no longer fit for purpose. It was not failing - calls connected, staff answered them - but it lacked the capabilities a modern banking environment needs, and the gaps were becoming the constraint on how the team could work.

Four shortfalls mattered most: limited call centre management functionality, insufficient reporting and visibility into call activity, gaps in compliance and call recording controls, and the operational inefficiency of running separate systems for what staff experienced as one job.

At the same time, the bank had already invested in Microsoft Teams as its core communications ecosystem. That created a clear opportunity: consolidate communications into a single integrated platform, and deliver better functionality inside the environment staff were already using internally every day.

What we put in place

A full contact centre using the licences they already held.

CC4Teams - contact centre for Microsoft Teams - fitted the bank's four priorities squarely: it lives inside Teams, it improves the member's call experience, it closes the compliance gap, and it scales as the organisation grows.

The commercial case was unusual in that it did not require new money. The bank's existing Microsoft licences already included Teams phone features, and call and usage costs were set to fall significantly on the new platform - so the move landed cost-neutral while adding reporting, compliance and call centre management the old system could not offer. As Alex put it, that made moving “a no-brainer”.

From initial design through to deployment, the solution was built to the bank's operational and compliance requirements first, then aligned carefully to the workflows already in place - introducing enhanced capability without asking a team of sixteen to relearn their day. The result is one integrated communications environment: reliable, flexible, and straightforward to use.

Business outcome

What changed once it went live.

The transition to CC4Teams completed with minimal disruption. Since going live, staff work in a fully integrated solution - no longer required to use physical handsets and a separate phone system alongside Teams. As Alex noted, they “only need a headset and Teams”, which has been particularly good for remote work.

Minor glitches surfaced during the rollout, as they do in any cutover, and were resolved quickly - queries followed up repeatedly until the answers and the results were in hand, rather than logged and left to age. For a small team managing thousands of calls a month, the improvements across five areas were immediate and measurable.

Where it goes next

A foundation, not a finished project.

First Option Bank has modernised its communications environment without increasing costs. Members reach a team that can see its own queue; staff work in one application instead of two; and the compliance controls a regulated lender is measured against are in place rather than pending.

The platform is also a foundation rather than an endpoint. There is room to introduce further capability as the need appears - advanced call routing, multi-channel communications so email and webchat sit in the same queue as voice, and AI-driven insight into what members are calling about and why.
